Customer Service Reply Templates for Common Online Order Questions
Adaptable reply templates for the questions online sellers get every day, with the rules that keep them honest and human.
The short answer: Good customer-service replies do three things: answer the question in the first line, say exactly what happens next and when, and never promise what you cannot control. Below are adaptable templates for stock, payment, delivery, delays, exchanges and order status, plus the habits that stop templates sounding like a machine.
Last updated 28 October 2026.
Most order questions are the same ten questions in different words. If you type each answer from scratch, you will get tired, slow and short-tempered. If you paste a cold template, customers notice. The solution is a small library of replies you have written once, thoughtfully, and adapt for each person in ten seconds.
This guide gives you that library. Square brackets mean "fill this in". Change the wording until it sounds like you. Our guide to selling on WhatsApp covers how to set up the channel; this one is about what to say once the customer messages.
Five rules before the templates
- Answer first. Start with the answer, then the detail. "Yes, it is in stock" before the explanation.
- Give a next step and a time. "I will update you by 4 pm today" beats "soon".
- Be honest about what you do not know. If you are waiting for the rider, say so. Do not invent an arrival time.
- Own your part, do not blame the customer or the courier. "Thank you for your patience" does not replace "this is late and I am sorry".
- Use the customer's name and order number. It takes three seconds and makes a template personal.
Keep replies short. On a phone, three or four short lines is easier to read than a paragraph.
How to organise your reply library
Put your templates in one place you can reach quickly: a notes app, a document, or your messaging app's saved or quick replies if it has them. Group them by situation, and add a "last checked" date so old wording gets reviewed. Review them every month: any reply that keeps leading to a follow-up question needs rewriting.
| Group | Examples |
|---|---|
| Before buying | Stock, sizes, price, delivery cost |
| Payment | Received, not received, failed, wrong amount |
| Delivery | Status, delays, address changes, failed delivery |
| After delivery | Wrong item, damage, exchange, thanks |
Before the order: stock and product questions
"Is this available?"
Hi [Name], yes, [product] is available in [size/colour]. The price is ₦[price] and delivery to [area] is ₦[fee]. Would you like me to prepare your order? I can send you the store link or take it here.
If it is not available:
Hi [Name], thanks for asking. [Product] in [size/colour] is sold out at the moment. I have [alternative] available now, or I can tell you as soon as [product] is back, which should be around [date or "I do not have a confirmed date yet"].
Never promise a restock date you do not control. "I do not have a confirmed date" is a perfectly good answer.
"Can you reserve it for me?"
I can hold it for you until [time/day] if you let me know. After that I need to release it for other customers. Would you like me to hold it?
Say how long you will hold and stick to it. If you sell from several places, see the guide on preventing overselling.
Payment questions
Customer says they have paid (bank transfer)
Thank you [Name]. I have your message about the payment for order [number]. I confirm transfers when they appear in my account, which I will check now. I will message you within [time] once it shows.
Do not release goods on a screenshot alone. Check your bank app or statement. For how to protect yourself, read how to spot a fake transfer alert.
Payment confirmed
Good news, [Name]: your payment of ₦[amount] for order [number] has arrived. I will pack it [today / tomorrow] and update you when it is dispatched.
Payment not received
Hi [Name], I checked and I cannot see the payment for order [number] yet. Could you send the transfer time, the amount and the name of the bank you sent from? I will check again straight away. Your item is held until [time].
Sound neutral. A bank delay and a fake alert look the same from your side, so do not accuse anyone.
Payment failed or wrong amount
Hi [Name], your payment for order [number] did not go through [or: came to ₦[amount], which is ₦[difference] less than the total of ₦[total]]. You can try again here: [link], or send the remaining ₦[difference]. I will hold the order until [time].
Delivery questions
"Where is my order?"
Check the real stage first, in your order list or sheet, so you answer from facts and not from memory. Keep the order stage (for example packed, dispatched, delivered) separate from the payment status.
Hi [Name], your order [number] is [status in plain words, e.g. packed and waiting for the rider / with the rider since [time] / on its way to [city]]. I expect it to reach you by [day/time range]. I will message you if that changes.
If you do not know exactly, say so:
It has left us on [date] with [courier]. I do not have a live location, but I am checking with them today and I will update you by [time].
Do not copy a delivery estimate from months ago. Use your current knowledge.
"When will it arrive?"
Orders to [city/state] usually take [range] working days from dispatch. Yours was dispatched on [date], so I expect [window]. Delays on the road can happen, and I will tell you if I hear of one.
State a range from your own experience with your courier. Our guide to handling delivery helps you set realistic zones and estimates.
The order is late
Do this as soon as you know, not when the customer complains.
Hi [Name], I want to let you know that order [number] is running late. The reason is [honest reason, e.g. the rider has had a backlog]. I am sorry. The new expected date is [date]. If that does not work for you, tell me and we can [options: cancel and refund / change delivery].
Notice the pattern: what happened, apology, new date, options. Only offer options you will honour. If you cannot give a new date, say when you will next update them.
"Can I change the delivery address?"
I can change it if the order has not left us yet. Please send the full new address, a landmark and a phone number the rider can call. If it has already been dispatched I will ask the rider, but I cannot promise it.
Check the status before you answer, so you do not promise the impossible.
Delivery attempt failed
Hi [Name], the rider tried to reach you for order [number] and could not complete the delivery. Are you available at [address] today between [time] and [time]? Please confirm and keep your phone on. For pay-on-delivery orders, I need your confirmation before the next attempt.
For more on preventing failed pay-on-delivery orders in the first place, see how to reduce failed cash-on-delivery orders.
After delivery: problems and exchanges
Wrong or damaged item
I am sorry about that, [Name]. Could you please send a photo of the item and the packaging, along with your order number? I will check and come back to you within [time] with a replacement or refund, as set out in our returns policy.
Ask for evidence once, in the first message, rather than three separate times. Your policy should already say what happens next; our guide to writing a returns and exchanges policy shows how.
Exchange request
Thanks [Name]. I can exchange it for [size/item] if it is unused and in its original packaging. Please send a photo, and tell me which item you would like instead. The replacement is ₦[price]. [The difference of ₦[amount] is payable / I will refund the difference.] Return delivery is [paid by us / paid by you], as stated in our policy.
Refund status
Hi [Name], your refund of ₦[amount] for order [number] was sent on [date] to [account]. Banks sometimes take a little time to show it. If it has not appeared by [date], tell me and I will look into it.
Happy customer: asking for feedback
Hi [Name], I hope [product] arrived well and you are enjoying it. If you have a minute, I would value your honest feedback, good or not so good. It helps me improve.
Ask for feedback, not a five-star review. Honest feedback is more useful.
Declining politely
Sometimes the right answer is no.
Price haggling:
I understand. My prices already reflect [quality/materials], so I can't go lower on this one. If you buy [two], I can offer ₦[amount] off the second.
Only offer what you have calculated; see how to calculate real profit per order before you discount.
Cancelling after dispatch:
I am sorry, [Name], but the order has already been dispatched, so I cannot cancel it. Once it arrives you are welcome to exchange it under our policy: [link or summary].
Make templates sound human
- Change one detail per message, such as the name, product or a small remark about their order.
- Avoid corporate phrases such as "we regret to inform you". Write as you speak.
- Do not argue in writing. If the conversation is heated, say "I am sorry you are frustrated. Let me look at this properly and call you at [time]."
- Keep a short list of questions you could not answer, and write a reply for them next time.
- Match your channel. A WhatsApp message can be informal. An email can be a little fuller. Check our order fulfilment routine so staff know who replies and when.
Where a store helps
A notebook of replies is enough to start. Where a store helps is in cutting the questions: when customers get an order confirmation, a payment confirmation (for online and bank-transfer payments) and status update emails, fewer of them need to ask "did you get my order?". On Webift, customers who create an account can also see their order history, and you can switch on a WhatsApp contact option so questions come to the number you want. Webift does not send WhatsApp messages for you, so your replies are still yours to write.
Frequently asked questions
How fast should I reply?
As fast as you can keep up consistently. State your usual reply time, for example "within a few hours on working days", then meet it.
Should I use the same template for every customer?
Use the same structure but personalise the details. Customers can tell when a message is copied without care.
What if I do not know the answer?
Say so, tell them what you are doing to find out and give a time when you will update them.
How do I handle an angry customer?
Acknowledge the problem, apologise for your part, state what you can do and by when. Move long arguments to a call.
Can staff use the same templates?
Yes. Shared templates make replies consistent. Give staff the rules above and the list of what they may promise and what they must check with you first.
Next step
If you would like customers to receive order and payment emails and status updates without you typing each one, you can create a free store on Webift and keep your replies for the questions that really need a person.
